Great read from Andrew Davidson and Laura Matthews in Management Today on the evolution of the UK High Street. While many focus on policy, Andrew (Head of Retail) and Laura (Senior Manager) at 4C Associates argue the reality is far more nuanced: “The high street is under real pressure, but the picture is more complex than a simple policy failure. Rising costs and weak confidence continue to bite, yet many retailers have reported solid results, showing demand persists. For every 1 customer who complains, 26 stay silent. But they aren’t silent - they’re just talking to everyone except you. Research shows that dissatisfied customers tell 9 to 15 people about their experience. About 13% of them tell more than 20 people. Why? Because complaining to a brand feels like shouting into a void. Psychologically, customers choose the ‘grapevine’ because it’s the path of least resistance. It’s easier to vent to a friend and get empathy than to navigate a ‘Contact Us’ page. But how do you cut the grapevine before it grows? ⚪ Reach out when things are going well. A simple ‘How is the experience so far?’ removes the psychological barrier to sharing minor frictions before they become major vents. ⚪ Use social listening tools to find the ‘grapevine’ conversations before they trend.  ⚪ If a complaint does go public, respond with empathy and a solution. This shows the other silent 26 that you are worth talking to directly. Proactive communication is your best PR strategy.
